Live Agent Handoff

Live agent handoff is the process by which an AI chatbot transfers a conversation to a human support agent when it cannot confidently resolve the customer's issue. A well-designed handoff passes the full conversation transcript, customer context, and the AI's assessment of the issue to the agent — so the customer never has to repeat themselves.

How it works

Handoff quality is one of the most important — and most overlooked — dimensions of AI support. A seamless handoff feels invisible to the customer: the conversation continues in the same interface, and the agent is immediately context-aware. A poor handoff forces the customer to repeat the entire issue from scratch, producing frustration that cancels out the efficiency gains from AI deflection.

Handoffs can be triggered several ways: by a confidence score drop below a threshold, by explicit customer request ('I want to speak to a human'), by sentiment detection (anger or urgency signals), by topic detection (billing disputes, legal inquiries), or by SLA rules (e.g., handoff if no resolution within 3 AI turns).
