Sentiment Analysis

Sentiment analysis is an AI technique that classifies the emotional tone of a customer message as positive, neutral, or negative. In support contexts, real-time sentiment detection identifies angry, frustrated, or distressed customers and triggers priority routing, escalation, or proactive outreach — before the customer explicitly asks to speak to a manager.

How it works

Sentiment analysis in modern support tools operates at two levels. Message-level sentiment scores each individual message as it arrives — detecting a sudden shift from neutral to negative mid-conversation. Conversation-level sentiment aggregates the overall emotional arc of a ticket and classifies the whole interaction.

More sophisticated systems detect sub-categories of negative sentiment: anger (aggressive language, caps, exclamation marks) versus frustration (repeated questions, 'this doesn't work' phrasing) versus urgency (time-sensitive language like 'my event is tomorrow'). Each sub-category can trigger a different workflow response.

Sentiment data is most valuable when it flows beyond the support inbox. Syncing sentiment scores to a CRM profile (e.g., HubSpot or Klaviyo) enables marketing workflows — a re-engagement email to a customer who had a negative interaction, or a loyalty offer to a customer who submitted a 5-star CSAT after resolution.

You'll encounter it in escalation workflow configuration, CRM sync settings, and post-interaction reporting. When evaluating tools, ask whether sentiment is message-level or only conversation-level — the former is needed for real-time escalation.
