Proactive Support

Proactive support is the practice of reaching out to customers with helpful information before they need to contact support — a shipping delay notification, an order confirmation, a setup guide for a new product. Proactive support reduces inbound ticket volume by eliminating the trigger for common reactive tickets, particularly WISMO, delivery concern, and onboarding confusion queries.

How it works

Most support operations are reactive: customers contact support, the team responds. Proactive support inverts the model by identifying the moments when a customer is likely to contact support and communicating ahead of that moment.

The most impactful proactive support events in ecommerce are shipping notifications (eliminates WISMO), delivery failure alerts (pre-empts 'my order hasn't arrived'), and return status updates (prevents 'where is my refund?'). For SaaS, onboarding check-ins and feature announcement emails eliminate 'how do I use X?' queries.

Proactive support requires data integration — knowing when an order ships, when a delivery fails, or when a subscription renewal is upcoming requires live connections to Shopify, WooCommerce, or Stripe. Without that data, proactive outreach is generic rather than event-triggered.

Proactive support appears in CX strategy discussions, post-purchase flow design, and retention program planning. You'll encounter it when setting up Klaviyo flows, Shopify webhook notifications, or Stripe failed-payment emails.
