Routing Rules
Routing rules are conditional logic configurations in a support platform that automatically assign incoming tickets to the right agent, team, or queue based on defined criteria — ticket source, customer tag, topic, language, account value, or time of day. Effective routing rules ensure every ticket reaches the most qualified handler without requiring manual triage.
How it works
Routing rules replace the manual triage step in support operations. Without routing rules, every new ticket enters a general inbox and a team lead or agent manually assigns it. With routing rules, assignment happens automatically at the moment the ticket is created.
Common routing rule criteria include: channel (WhatsApp tickets → mobile team), customer tag (VIP customers → senior agent queue), topic intent (billing disputes → billing specialist), language (Spanish messages → Spanish-speaking agents), and time of day (out-of-hours tickets → async queue with an auto-acknowledgment).
Routing rules can also combine criteria using AND/OR logic. A rule might route tickets that are both (a) from VIP customers AND (b) marked as high urgency to an immediate escalation queue, while other VIP tickets go to the standard priority queue.
