Omnichannel Support
Omnichannel support is a customer service model where all communication channels — chat, email, WhatsApp, social media, voice — are connected into a single unified view with shared context. A customer who starts a conversation via WhatsApp and follows up by email is recognized as the same person with the same history, and the agent or AI picks up exactly where the previous channel left off.
How it works
Omnichannel differs from multichannel. Multichannel means being present on multiple channels; omnichannel means those channels share data. A multichannel setup has a separate inbox for each channel, requiring agents to search across systems and ask customers to repeat themselves. An omnichannel setup collapses all channels into one timeline per customer.
The practical benefit is that context survives channel switches. A customer who opened a WhatsApp conversation about a return yesterday, then sent a follow-up email today, is recognized as the same contact. The agent — or AI — sees the full history and doesn't start from scratch.
True omnichannel requires a unified customer identity layer (matching email, phone, and cookie data across channels) and a shared conversation threading system. Most 'omnichannel' vendors are actually multichannel with a unified inbox — they show all channels in one place but don't share customer context between them.

Omnichannel is used in vendor pitch decks, RFP requirements, and CX strategy documents. It is one of the most overloaded terms in customer service software marketing — almost every platform claims 'omnichannel' while delivering multichannel. Ask specifically: does customer context carry across channels automatically, or does an agent need to search?
